Position Summary
The Vice President of Customer Experience Design and Strategy is a top-level executive tasked with establishing and implementing a comprehensive customer experience (CX) strategy across the entire organization. This encompasses integrating customer insights, refining service design, optimizing customer journeys, driving digital innovation, and ensuring operational excellence. The goal is to guarantee every customer engagement is smooth, personalized, and consistent, thereby enhancing satisfaction, loyalty, retention, and long-term business value.
This role collaborates intimately with various C-suite executives including the Chief Customer Officer, Chief Experience Officer, Chief Marketing Officer, Chief Digital Officer, Chief Product Officer, and Chief Operating Officer to infuse customer-centric values throughout products, services, technologies, and business operations.
Key Responsibilities
- Formulate and implement organization-wide customer experience strategies aligned with business goals and growth trajectories.
- Set up customer-focused operating models, governance structures, and strategic plans.
- Champion projects that enhance customer satisfaction, advocacy, retention, and lifetime value.
- Ensure alignment of CX initiatives with broader business priorities and commercial targets.
- Design and fine-tune customer journeys across digital, physical, and omnichannel platforms.
- Employ Human-Centered Design, Design Thinking, and Service Design approaches to elevate customer interactions.
- Identify and address customer pain points to create simpler, more accessible, and engaging experiences.
- Standardize customer experience guidelines globally across business units.
- Develop and manage enterprise Voice of the Customer programs, conducting customer research and analyzing feedback.
- Transform customer insights derived from analytics and research into actionable business strategies.
- Partner with Product, UX/UI, Engineering, and Digital teams to craft outstanding digital customer experiences.
- Lead initiatives focused on AI personalization, self-service technologies, automation, and multichannel engagement.
- Explore and implement emerging technologies enhancing customer engagement and operational effectiveness.
- Foster continuous innovation in digital customer experience domains.
- Collaborate cross-functionally with Marketing, Sales, Customer Success, Support, Product Management, Operations, IT, and HR to embed CX objectives into all facets of the organization.
- Cultivate a customer-first culture and ensure uniform adherence to CX standards across all departments.
- Establish and oversee governance frameworks, service standards, and performance metrics related to customer experience.
- Use key performance indicators (KPIs) across customer, operational, financial, and commercial dimensions to measure CX effectiveness.
- Implement ongoing improvements through Lean, Six Sigma, Agile, and Design Thinking methods.
- Report CX outcomes, strategic initiatives, and transformation progress to executive leadership and the board.
- Lead and develop customer experience teams including Directors, Managers, UX Leaders, and CX professionals.
- Manage budgets, technology investments, customer research, and consultant partnerships within the CX function.
Qualifications
- Bachelor’s degree in fields such as Business Administration, Marketing, Customer Experience, Human-Centered Design, Psychology, or Communications.
- Master’s degree or MBA is preferred.
- Certifications like CCXP, Design Thinking, Lean Six Sigma, Agile, Service Design, or Human-Centered Design are advantageous.
- 12 to 18+ years of progressive leadership experience in areas including customer experience, service design, digital transformation, marketing, product management, or operations.
- Demonstrated success in managing enterprise-wide CX transformations.
- Deep knowledge of customer journey mapping, UX concepts, Voice of the Customer programs, customer analytics, omnichannel strategies, and digital innovation.
- Excellent skills in executive leadership, strategic communication, planning, and stakeholder engagement.
