About the Role
The Call Center Manager is accountable for directing all aspects of call center functions to deliver outstanding customer service, enhance operational efficiency, and meet defined service level objectives. This leadership position involves overseeing workforce planning, performance evaluations, quality assurance processes, budget management, and fostering a culture of continuous operational improvements. The manager leads a team comprising supervisors, team leaders, and customer service agents.
Core Responsibilities
- Manage daily call center activities ensuring attainment of service standards and operational KPIs.
- Formulate strategies to boost productivity and enhance customer satisfaction.
- Oversee various communication channels including inbound/outbound calls, emails, chats, and social media support.
- Provide leadership, coaching, and career development for supervisors and team leaders.
- Conduct regular performance assessments and succession planning for critical roles.
- Maintain high standards of customer service and address escalated complaints effectively.
- Track key customer metrics like CSAT and NPS and drive improvements based on feedback.
- Coordinate with workforce management for optimal staffing and scheduling, especially during peak hours.
- Monitor team performance through KPIs, manage productivity, and implement corrective actions as needed.
- Prepare detailed operational reports and analyze call volume and customer behavior trends for senior management review.
- Manage the call center budget, control labor costs, and participate in budgeting processes.
- Ensure efficient use of CRM and call center technologies and collaborate with IT for system maintenance and upgrades.
Qualifications and Experience
- Bachelor's degree in Business Administration, Management, Communications, Customer Service, or related discipline.
- Master’s degree (MBA) preferred.
- Professional certifications such as COPC, Lean Six Sigma Green Belt, PMP, Customer Experience (CX), or Contact Center Management Certification are desirable.
- 8 to 10 years experience in customer service or call center operations.
- At least 4 to 5 years in a leadership role managing large teams, preferably of 100 or more agents.
- Experience handling multi-channel contact centers and working in sectors like service industries, logistics, telecommunications, banking, healthcare, or retail is advantageous.
