Position Summary
The Vice President of Customer Experience (VP, CX) leads the development and execution of the company’s overall Customer Experience strategy. This senior leadership role encompasses responsibility for overseeing customer journey management, gathering and analyzing customer insights, service quality, customer success collaboration, experience design, and advancing digital customer engagements to increase customer satisfaction, loyalty, and strengthen brand equity, ultimately driving sustainable organizational growth.
Primary Responsibilities
- Develop and implement comprehensive corporate customer experience strategies and yearly development initiatives.
- Create and manage an enterprise-wide Customer Experience Management (CXM) framework, including governance and standardized service protocols aligned with corporate goals.
- Map customer journeys to analyze lifecycle experiences, identifying friction points and optimizing interactions for improved efficiency and satisfaction.
- Lead initiatives to collect and analyze customer feedback via Voice of Customer systems to drive continuous service enhancements, including improvements in Customer Satisfaction (CSAT) and Net Promoter Score (NPS).
- Collaborate with customer service, support, and success teams to define quality standards, resolve issues promptly, and foster customer retention and loyalty.
- Advance digital customer experience through development of CRM systems, self-service portals, AI-powered tools, and comprehensive views of customer data to enable data-driven decision making and automation.
- Establish and monitor key performance indicators (KPIs), create dashboards, perform behavior and experience analyses, and prepare reports to support executive management decisions.
- Coordinate cross-functional efforts with product, marketing, sales, operations, and IT teams to ensure cohesive brand and customer experiences, and facilitate enterprise-wide digital transformation.
- Drive brand consistency, implement loyalty programs, enhance membership services, and support strategic efforts to increase Customer Lifetime Value (CLV) and brand reputation.
- Implement risk management strategies for customer experience, addressing complaints and crisis events, ensuring compliance with legal and industry standards, and safeguarding customer data privacy.
- Build and lead a high-performance, customer-centric team, managing organizational structure, performance management, talent development, and enhancing professional skills within the customer experience function.
Job Requirements
- Bachelor’s degree or higher in Marketing, Business Administration, Psychology, Service Management, Economics, or related disciplines; MBA or relevant Master’s degree preferred.
- At least 25 years of experience in customer experience, customer service, customer success, marketing, or operations roles.
- Minimum 15 years of experience managing teams.
- Proven track record in designing and implementing customer experience systems within large organizations.
- Experience in leading digital customer experience initiatives.
- Demonstrated success in managing cross-functional teams and projects.
- Preferred industry experience includes technology, healthcare, finance, internet, SaaS, or enterprise services sectors.
